Patient Experience Summary

Patient feedback reflects a mixed experience with significant variation in service quality across different areas. Appointment access remains a persistent challenge, with many patients reporting difficulty securing timely slots, lengthy phone waiting times, and system overload during peak periods. Reception experience is inconsistent, ranging from warm and supportive interactions to instances of discourtesy and poor communication. Phone systems present ongoing difficulties, including disconnections and extended hold times. However, clinical care receives substantial positive feedback, with patients frequently praising doctors for compassion, attentiveness, and professional expertise. Many patients report feeling genuinely listened to during consultations and value the continuity of care they receive.

Communication failures and disorganisation emerge as recurring concerns, particularly around prescription processing delays, missed telephone appointments, and conflicting information from staff members. Some patients describe waiting experiences that lack acknowledgment or explanation, contributing to frustration. Conversely, numerous reviews highlight exceptional responsiveness from the practice when patients do connect with services, with staff going above and beyond to assist with urgent needs.

The practice demonstrates capability in efficient service delivery during specific initiatives, such as vaccination clinics, and maintains strong professional standards in clinical consultations. However, systemic issues with appointment availability, reception courtesy, and administrative coordination appear to undermine the overall patient experience for a significant proportion of users, despite genuine efforts from many team members to provide compassionate care.

Great!

Exceptional care from natalie and andy saves the day

I recently contacted the surgery, and Natalie was the one who took my call. I'd like to express my heartfelt gratitude to Natalie for her exceptional kindness, empathy, patience, and professionalism. Her expertise was complemented by Andy the paramedic, who performed a home visit and demonstrated extraordinary dedication, going far beyond the call of duty. Their combined support and action were truly remarkable. My sincere thanks. Yvonne Longman

Bad!

Frustrating medical practice with terrible customer service

The absolute worst medical practice in Horley. This morning, I rang to schedule an appointment at 08:30 and was caller number 2 - previously, I've experienced calling at the same time and being number 83!! They're closed this afternoon with only morning appointments available... and there's zero indication on their website that EVERY MEDICAL STAFF is in training - why?! You're restricted to calling precisely at 08:30 THAT day OR you'll miss out entirely. Everyone's calling for minor issues like sore throats and coughs, just take some lemsip and move on, too many people exploiting the system! Meanwhile, serious medical conditions are forced to wait until 'the next day' for an appointment! COMPLETELY UNACCEPTABLE - I'm switching practices after 27 years here! Some doctors are excellent, but others are incredibly unhelpful, dismissing patients with nothing more than a printout of basic home remedies! The morning receptionists are absolutely terrible when booking appointments, here's a quick tip: smile while on the phone, it genuinely improves your tone. I've been hung up on multiple times - seriously, just cheer up!!!!!!

Bad!

Terrible customer service and endless phone wait times

Scheduling a call with this company is a nightmare. I experienced being disconnected twice after investing nearly half an hour waiting to speak with someone. The service is utterly unacceptable.

Excellent!

Birchwood medical practice rocks my healthcare world

I have been thoroughly impressed by the exceptionally welcoming and warm staff, both administrative and medical, at Birchwood Medical Practice since relocating to Horley six years ago. I have never experienced difficulty securing an appointment, and I've consistently felt valued and respected by the medical professionals, in stark contrast to my previous frustrating experiences at the Crawley surgery. The doctors demonstrate a deep understanding of their patients, often inquiring about the well-being of my other children during consultations for a specific child. The reception and appointment staff are consistently helpful and approachable, always greeting patients with genuine warmth and a cheerful demeanor. It is truly a relief and a pleasure to be registered with such an exceptional healthcare provider, particularly as a parent of young children.
