E-consult response was prompt and thorough

We had some pressing health concerns regarding our child that were causing considerable worry. Following submission of an online consultation request, a clinician contacted us by phone and supplied the guidance we required. They demonstrated professionalism and helpfulness, taking the time to understand our concerns and provide comprehensive answers. They also proactively offered additional clarification on matters we needed to explore further. The clinician showed understanding of the urgency behind our enquiry and was accommodating throughout, despite their evident workload. We are genuinely grateful for their assistance and the quality of care provided, which helped alleviate our anxiety during a difficult period and made a meaningful impact. Reception staff found time for an earlier appointment

I experienced an ear-related issue and contacted the surgery, where I was received courteously by the reception staff. An appointment slot was arranged for later in the afternoon, but when I inquired about earlier availability, the receptionist made an effort to review the schedule and accommodated my request with a sooner time. Although I arrived punctually for my appointment, I was pleasantly surprised to receive a phone consultation from the clinician rather than an in-person visit. This approach felt like an exceptional level of care and attentiveness. The clinician was welcoming, demonstrated professionalism, and showed genuine engagement in understanding my concerns. Following an examination, I was prescribed a topical antibiotic treatment. Overall, my experience was very positive, and I appreciated the professional and considerate approach demonstrated by both the reception team and the clinician throughout my care.

Couldn't get appointment despite repeated calls

I found the service to be quite disappointing. It was notably different from my experience at my previous practice in Greenhithe. I made multiple attempts to book an appointment to address a health concern that had persisted for over six weeks without success. I was advised to repeatedly check the online booking system each morning. When they eventually became available to discuss my situation, they requested that I submit a photograph of the affected area. I found this approach rather unusual. Following their review of the image, they suggested I visit a pharmacy to obtain medication that was recommended by the pharmacist, which I subsequently did. However, my symptoms continued, and I made further contact with the practice. I was then informed that a clinician would be in touch with me. Despite this assurance, I did not receive the promised call. I felt this practice did not meet my expectations. It seemed to me that appointments were more readily available for those with more serious conditions, suggesting that less urgent matters were deprioritised. I would recommend considering alternative options if possible. Seeking care elsewhere would likely reduce frustration with the booking process. I intend to explore other practices for my future healthcare needs.

Nationally, GP practices are facing unprecedented pressures due to a significant increase in patient numbers alongside a concerning reduction in the number of GPs, GP partners, and individual practices. Figures from the British Medical Association (BMA) consistently highlight this growing disparity between the demand for appointments and the capacity available to provide them. This situation is further compounded by an aging population with increasingly complex health needs, including a high prevalence of multiple co-morbidities such as diabetes, asthma, COPD, and mental health issues. These conditions often require more in-depth and longer consultations, placing additional strain on appointment availability. Furthermore, the unfortunately long waiting lists for secondary care services mean that primary care is increasingly managing patients with more complex conditions for extended periods, requiring more frequent and longer appointments than in the past. This inevitably impacts appointment availability for other patients. While we do everything within our power to ensure that we provide as much capacity as possible, the truth is that, much like the vast majority of GP practices across the country, we are battling against the sheer volume of demand. To this end, we are continuously exploring and reviewing new technologies and approaches to improve patient access and experience. This includes investigating advanced cloud telephony options to better manage call volumes, striving for more balanced staffing in relation to demand peaks throughout the day, and implementing more appropriate and streamlined chronic disease management pathways to potentially consolidate the number of appointments needed by each patient. Furthermore, we are working collaboratively with our Primary Care Network (PCN) colleagues and allied health professionals to explore ways to optimise service delivery and improve the overall patient journey. We must also recognise that many of these systemic issues cannot be resolved within primary care alone. Addressing these fundamental challenges will require the sustained support of successive governments, including significantly increased funding for primary care, improved recruitment and retention of GPs and other healthcare professionals, and a more integrated approach across the wider healthcare system. I sincerely apologise that your experience has fallen short of your expectations and the level of service we strive to provide. We are constantly reviewing our processes to try and improve access within the limitations we face. Reception staff handled frustration with genuine kindness

Lost its moral compass (thankfully only temporarily it seems) I have had to update this review as I can't find a way of writing a new one. A routine request from the surgery required that I needed some fairly urgent assessment and I cannot fault the service I have received. I felt the need to give a positive review and publicly thank all those involved when things are done well and not just leave a negative one when things are done poorly. original review If you can remember a time when you rang for an appointment, saw a clinician, who wrote a prescription based on direct consultation, which was fulfilled the same day at the local pharmacy, then don't come here you are likely to be disappointed. My experience. Online consultation if you are quick enough before the system reaches capacity for the day. Wait till the following day (try again) You don't get to see a clinician in person, required to send in photos so clinical staff can review at their convenience. Then prescribed a prescription that couldn't be fulfilled. Nobody appears to know what is being manufactured anymore. Travel to surgery to explain the problem (Lovely people on reception who are bearing the brunt of patients' displeasure and frustrations at the service level) to be told nothing can be done to correct the issue till the following week. Surgery supposed to call to say an in-house pharmacist will ring but they don't, I find out by ringing them myself. Lovely in-house pharmacist (who is working remotely) solves the issue and says the prescription has been sent for authorisation and will be at the pharmacy that afternoon (they even checked stock availability). Travel to pharmacy, nothing there, returned to surgery, to be told it is still awaiting authorisation. Try again the next day. It's now several days later and counting. I find this unacceptable and will be making a complaint to the relevant health authority. It won't make any difference of course. As some clever person once said you are better off training up to be a clinician and seeing yourself. I look forward to seeing the standard response from the practice management who I notice has given up making up new phrases to defend the situation. Update I had a detailed response from the practice management in it I am informed that the prescription was issued at 18:05, 5 minutes after the pharmacy shuts! QED

Phone booking system finally improved this year

Attempting to reach the practice by telephone to schedule an appointment can be quite challenging. You may encounter either (a) extended waiting times on hold while the receptionist manages other incoming calls ahead of yours (I am aware of this from personal experience, as I was placed in a queue and subsequently called from an alternative phone line which was answered within approximately 10 minutes), or (b) an automated message indicating that multiple callers are waiting, followed by the call being disconnected. This pattern persisted even after making several additional attempts to get through. UPDATE: 2025.01.22 : From 1 Star to 4 Stars. While direct human interaction remains the ideal approach, it has been encouraging to observe a notably enhanced reception, telephone and messaging service throughout 2024 with ongoing enhancements continuing into the present. Based on my own experience, the reception team has consistently demonstrated professionalism, courtesy and approachability. It appears, however, that staffing levels may be somewhat limited. Additionally, the nursing team members have been exceptional and consistently supportive; in my experience, they work effectively alongside the clinical team in delivering a strong level of intermediate care support. My primary experience has been with the clinical staff at the practice.

Limited face to face appointments delayed serious diagnosis

My husband was only able to secure one in-person consultation regarding his leg and abdominal discomfort, with subsequent appointments about his pain being conducted remotely or by telephone. He attended a consultation in September where he received a diagnosis of gastritis and a muscle injury. A week later, he attended the emergency department, where imaging investigations revealed a serious condition affecting multiple areas of his body. He passed away seven weeks later. This approach to care was inadequate. Had his condition been identified earlier, he may have been eligible for different treatment options, but instead he experienced considerable suffering in his final weeks. Struggling to book appointments online only

The practice now only offers online appointments. I have been attempting to secure an appointment for several weeks, but the online booking system consistently shows as full. This has been the case during the same time window each day for the past three weeks. When I contacted the practice by phone, I was advised to continue attempting to book online, as the reception team indicated they cannot access the booking system. During this time, my health condition has been deteriorating. I am also concerned about accessibility for patients who may not have internet access or be comfortable using online booking methods.

I found the reception experience at this GP surgery to be quite disappointing. The staff interactions felt unwelcoming, with a manner that came across as unhelpful and lacking in warmth. This was particularly frustrating given that patients typically arrive already feeling vulnerable and seeking support. Booking an appointment presented significant challenges. The telephone lines were difficult to access, and when contact was made, the interaction felt impersonal and discouraging. The online booking system offered only a limited timeframe for availability each day, which meant many patients had restricted options for scheduling. It is concerning that a healthcare facility's initial patient contact falls short of the standard of care and consideration one would expect. The reception experience detracted from what should be a supportive environment. Our online submission forms for appointments and administrative requests are open from 08:00 to 18:30 every weekday. We do not limit this to a small window; in fact, we have not implemented any caps or closures to this service since October 2025, aside from a couple of rare, unavoidable practice emergencies. I'm are also surprised by your experience with our phone lines. Since introducing our new EMMA telephone system, we have already seen a positive impact on call handling at Knoll Medical Practice. Our data shows that the average time patients spend in the queue waiting to speak directly with a Knoll Receptionist has reduced to around 6 minutes on average. This means patients requiring support from our reception team are reaching them more quickly, while EMMA helps manage routine enquiries efficiently. EMMA is now helping to manage around 61% of incoming calls, with an average call duration of 3 minutes 23 seconds, making us easier to get through to than ever before. Our team works incredibly hard under immense pressure, and through our regular Friends and Family feedback, we frequently receive high praise for our reception team’s helpfulness and dedication. No callback despite repeated calls and symptoms

Would give zero stars if I could. My elderly relative is in their eighties and contacted the surgery early in the week reporting a persistent cough, chills, and a raised temperature following a recent vaccination. They were advised that a clinician would return their call that same day. Unfortunately, this did not happen, nor did a call come through the following day. When they rang again midweek, the surgery indicated they had no record of the initial contact. The receptionist then provided a provisional assessment suggesting the symptoms were likely minor in nature, which concluded the conversation. Dissatisfied with this response, another call was made later in the week with assurances that someone would get back to them. This callback also failed to materialise. Finally, a message arrived towards the end of the week indicating that an appointment was necessary based on the reported symptoms, but that none were available at the practice, with a suggestion to attend an urgent care facility instead. The overall handling of this situation felt disorganised and frustrating.
